What is SLA in ServiceNow?
An SLA (Service Level Agreement) in ServiceNow is a timed target, such as “Respond to P1 incidents within 15 minutes.” ServiceNow tracks each target with a timer that can start, pause, stop and breach.
How SLAs work in ServiceNow
Admins create SLA definitions that describe when the clock should start, pause and stop, which table they apply to, the duration and the working schedule. When a record matches the start condition, ServiceNow attaches a task SLA record (task_sla) that counts down in real time.
A practical example
An SLA definition for “P1 resolution – 4 hours” starts when an incident is Priority 1, pauses when it is On Hold awaiting the caller, and stops when it is Resolved. It uses a 24×7 schedule. If the incident is downgraded to P3, the P1 SLA is canceled and a P3 SLA starts.
SLA, OLA and underpinning contracts
In ServiceNow, all three use the same engine. An SLA is the target agreed with the customer. An OLA is an internal target between teams that supports it, such as “Network team responds within 30 minutes.” An underpinning contract is a target with an external supplier.
Breaches and notifications
Each task SLA shows elapsed time and percentage. Flows can notify agents and managers at 50%, 75% and 100% so issues are escalated before they breach. SLA data feeds into reports and Performance Analytics to show compliance over time.
Best practices
Keep the number of SLA definitions small and easy to explain. Use pause conditions carefully; pausing too freely makes SLA reports look better than the service really is. Test definitions with the SLA timeline and simulation tools before activating them.
Frequently asked questions
What is the difference between SLA and OLA?
An SLA is a commitment to the customer. An OLA is an internal commitment between teams that helps meet the SLA.
Why did my SLA not attach?
Usually because the record didn’t match the start condition, or a more specific SLA definition applied instead. Check the definition’s conditions and the record’s values.
Can SLAs follow business hours?
Yes. Each SLA definition can use a schedule, such as weekdays 08:00–18:00, so the clock only runs during those hours.
