ServiceNow Otto: When AI Stops Answering and Starts Finishing the Work

For the past few years, enterprise AI has mostly been good at one thing: answering. ServiceNow Otto is built on a different promise: it routes the request, runs it through your existing workflows, and closes it. Here's what that means for organisations on ServiceNow.
Until now, enterprise AI has mostly summarised tickets, drafted replies and suggested knowledge articles, then handed the work straight back to a person. Otto's tagline sums up the change: "You ask. Work gets done." Announced alongside the ServiceNow Brazil release, Otto is positioned as a single AI assistant for work, one that doesn't stop at a suggestion.
For organisations already invested in ServiceNow, this is more than a new feature. It changes how employees, customers and support teams will interact with the platform every day.
What is ServiceNow Otto?
Otto is one AI assistant that handles both simple requests and complex, multi-step workflows across the whole organisation. Crucially, it follows each company's own business rules and processes rather than generic logic.
Otto also brings ServiceNow's AI experiences under one name. It merges Now Assist, Moveworks and AI Experience into a single assistant, and it replaces Now Assist and Moveworks across all ServiceNow products, channels and surfaces.
For customers, that means one assistant to adopt, govern and train people on, instead of several overlapping tools.
Four capabilities that matter
1. It works everywhere. Otto serves employees, customers and support teams alike. People can talk, chat, search, browse, analyse or build with it. Every interaction draws on the company's policies and organisational context.
2. It finishes the work. This is the core shift. Otto routes tasks across systems and departments and runs them through existing workflows. Then it closes the request instead of handing it back to the user. As ServiceNow puts it: "Every request gets the same result: done."
3. It uses your own platform. Otto acts on the company's own data, policies and approval chains. In ServiceNow's words, "ServiceNow Otto doesn't guess." Every action is logged and governed.
4. It handles voice. AI Voice Agents take requests through natural conversation, in multiple languages, with no queues or phone menus. The flow is simple:
- The person makes a request in their preferred language.
- The voice agent understands the context and starts the right workflows.
- If the request can't be resolved, it goes to a person with the full context attached.
That last step matters. Nobody has to repeat themselves, and human agents start every conversation already informed.
Where Otto can make a difference
The scenarios below are illustrative. They show how Otto's published capabilities could apply in practice, not reported customer results.
| Area | The request | What Otto does |
|---|---|---|
| IT service | "I need access to the finance reporting tool." | Checks the access policy, triggers the approval chain, provisions access once approved and closes the ticket. |
| HR | "I'm going on parental leave in March." | Applies the company's leave policy, starts the HR case and coordinates the related IT and payroll steps. |
| Customer service | A customer calls about a delayed order, in Portuguese. | A voice agent understands the request, checks order data, starts the right workflow, or hands over to an agent with full context. |
| Employee onboarding | A manager asks to onboard a new starter. | Orchestrates laptop, accounts, access and HR tasks across departments through existing workflows. |
| Procurement and finance | "I need to buy a software licence for my team." | Routes the purchase through the correct approval chain based on cost and policy, and tracks it to completion. |
| Support teams | An agent asks Otto to analyse a spike in incidents. | Searches and analyses platform data so the agent can act faster, with every step logged. |
The common thread: the request is no longer a starting point for manual work. It is the trigger for work that completes itself, within the rules the business has already defined.
Governance: AI you can see and explain
An assistant that takes action needs stronger oversight than one that only answers. Otto addresses this through the Super Intelligence Control Tower, where every interaction is governed and logged. Teams can see what Otto did and why.
Otto doesn't work alone, either. It draws on the company's AI agents, skills, workflows and platform data, coordinates across departments, and brings in people when human judgment is needed.
All of this runs on the ServiceNow AI Platform. ServiceNow describes it as one platform with one data model, a "system of action" with native AI that connects to existing systems. For risk, compliance and audit teams, that traceability will often decide whether AI moves from pilot to production.
What this means for existing ServiceNow customers
Because Otto replaces Now Assist and Moveworks across ServiceNow products and channels, existing AI investments will shift to Otto. Organisations using either today should start planning now, not after the upgrade.
The practical questions are: Which Now Assist skills and Moveworks experiences are in use today? Which workflows will Otto act on, and are they ready to run without a person in the loop? Who owns AI governance once actions are automated end to end?
Getting ready for Otto
Otto acts on your workflows, data and policies, so its results depend on their quality. If a process is broken, Otto will simply run that broken process faster. Four areas decide how much value you get:
- Workflows: Map your highest-volume requests and confirm they are documented, automated and owned end to end.
- Data and policies: Clean up the CMDB, knowledge base, HR policies and approval rules Otto will rely on.
- Governance: Define what Otto can do on its own, where a human must approve, and who reviews the Control Tower logs.
- People and change: Prepare employees, agents and process owners for a new way of requesting and delivering work.
How Sequal Consultancy can help
At Sequal Consultancy, we help organisations get real value from ServiceNow rather than just new features. With Otto, that means:
- Otto readiness assessments that review your workflows, data and AI governance before go-live.
- Use-case prioritisation to find the requests where Otto delivers the fastest, most visible impact.
- Implementation and change management so employees, agents and leaders actually adopt the new way of working.
